For years the choice was simple. Either you had live chat, and someone on your team answered every message, or you had a chatbot that followed a script and frustrated everyone who asked something it didn’t expect.
AI assistants changed that. They can read your site and answer real questions in plain language. So does that mean you no longer need people in the chat? Not quite. The best setup uses both, each for what it’s good at.
What an AI chatbot is good at
- Answering at any hour. Nights, weekends, holidays. A visitor at 2 AM gets the same answer as one at 2 PM.
- The same questions, again and again. Delivery times, return rules, sizes, opening hours. It never gets tired of them.
- Answering at once. Nobody waits in a queue for a simple answer.
- Pointing to the right product. In a shop, it can show products that match what the visitor described.
What people are good at
- Judgement. A damaged order, a special request, an unhappy customer. These need someone who can decide.
- Bigger sales. Bulk orders, custom work and anything with a negotiation.
- Trust. Some visitors just want to know a real person is there before they buy.
- Things that aren’t written down yet. New products, exceptions, and today’s situation.
The problem with having only one
Only live chat: your team answers the same five questions all day, and nobody answers at night. Visitors who arrive outside office hours get a form, or nothing.
Only a chatbot: the easy questions are covered, but the visitor who really needs a person hits a wall. That’s often the visitor with the biggest order, or the one about to leave a bad review.
How they work best together
The setup that works is simple: the AI answers first, and your team takes over when it matters. Here’s how that looks in WP Smart Bot:
- The AI answers from your pages, posts, products and documents.
- A visitor can ask for a person at any time. “Talk to a human” sends the chat to your team’s inbox.
- The AI keeps helping while they wait, so the visitor isn’t left in silence.
- An agent clicks Take over. The AI steps back as soon as they reply or start typing.
- If the agent goes quiet, for 60 seconds by default, the AI answers again, clearly marked “AI”, so nobody is left waiting.
- When nobody is online, the bot collects name, email and WhatsApp number so your team can follow up.
You stay in control the whole time. You can switch the AI off for the whole site, or just for one chat with the “AI assist” switch.
A few rules that keep it honest
Never pretend the AI is a person. Visitors don’t mind talking to an AI that’s helpful. They mind being misled. Marking AI replies as AI builds trust.
Make the way to a person obvious. If someone has to fight to reach a human, the setup has failed, however clever the AI is.
Let your team see the whole conversation. When an agent takes over, they should see everything the visitor already said, so nobody has to repeat themselves.
Learn from the handovers. When a chat goes to a person, ask why. If it’s because an answer was missing from your site, add it. Next time, the AI can handle it.
So, which one do you need?
Both. Use AI for speed and availability, and people for judgement and trust. The real question isn’t which one, but how smoothly they hand over to each other.
If you’d like to see that handover in action, watch the demo or read how the team inbox works.
